Horrible and unprofessional

HORRIBLE! They are the absolute worst! I had an unfortunate death in my family, something that obviously no one ever want to deal with and when I called thinking they would have some kind of empathy, they didn’t! They have basically told us sorry but you have to pay $2,000+ dollars to change the reservation. In addition there is a penalty fee that we would apply bring your total to above $3,500. For a resort that promotes amazing customer service this is the absolute worst way you can treat people. I can understand if we just up and wanted to cancel or reschedule for no reason but someone passed away and this is how we are being treated. I called my airline and they were more understanding and compassionate about the situation I was in and gave me a credit. Yet this “high end” resort is milking my family and I for more money??!!! We have stayed at this resort before and this experience is not wanting me to come back here ever again!!

We had a truly memorable stay, made even better by the outstanding service from several amazing team members throughout the resort. At the Diamond section on the beach, Itzel took incredible care of us. Her friendly nature, attentiveness, and warm hospitality made our beach days feel extra special. She always checked in with a smile, ensuring we had everything we needed to fully relax and enjoy. By the Cusco pool, Juan and Damian stood out with their consistently high level of service. Professional, welcoming, and attentive, they helped create a comfortable, stress-free environment that made lounging by the pool a real pleasure. In the Cusco restaurant, Vianey and Yulisa impressed us with their kindness and efficiency. They were always on top of everything, making our dining experience smooth and enjoyable with their cheerful and attentive service. At the Water Park pool, Carlos and Francisco brought great energy and helpfulness to the area. They were quick to respond to any requests and added a fun, welcoming vibe that guests of all ages could appreciate. Finally, at the Diamond Pool at the Grand, Esmeralda delivered first-class service. She was kind, thoughtful, and consistently went the extra mile to make sure everyone was comfortable and cared for. Her positive energy and professionalism left a lasting impression. We’re incredibly grateful to each of these team members for going above and beyond to make our vacation so special!
